What to measure once AI is on the line

Call volume tells you nothing. Five numbers tell you almost everything.

Volume is a vanity number

Total calls handled is the number every dashboard shows first and the number that means least. A system can handle a thousand calls and book nothing.

Measure the funnel instead, one step at a time, so you can see which step is actually leaking.

The five that matter

Answer rate: the share of inbound calls picked up inside your target window, broken out by hour and by day. Capture rate: the share of answered calls that produced a usable name, contact method, and job type. Booking rate: the share of captured calls that ended with a real hour held on a real calendar.

Writeback rate: the share of those outcomes that landed in your system of record without anyone retyping them. Escalation rate: the share of calls the system correctly handed to a human, and how fast that human picked up.

Read escalation rate carefully

A very low escalation rate is not automatically good. It can mean the system is handling everything, or it can mean the system is guessing when it should be asking for help.

Sample the calls it did not escalate. That sample is the honest quality check, and it is worth doing monthly rather than once at launch.

  • Total calls handled is the least useful number on the dashboard.
  • Track answer, capture, booking, writeback and escalation as separate steps.
  • Sample the calls the system chose not to escalate, every month.
